Every figure links to the organisation that published it. ### Short queue, hard tickets Digital support interactions have compounded at six per cent a year since 2010 while human interactions grew at two per cent, so automation now absorbs the simple end of the volume. What remains is exceptions. Fifty-five per cent of service leaders hold staffing steady while customer volumes rise, and eighty-five per cent are widening what a human agent owns. Growth in digital against human interactions, and 321 service leaders surveyed: [McKinsey and Gartner, 2025](https://www.gartner.com/en/newsroom/press-releases/2025-12-02-gartner-survey-finds-only-20-percent-of-customer-service-leaders-report-ai-driven-headcount-reduction) ### Every handoff costs more than the ticket A ticket fixed on first contact costs the requester 127 minutes. Two reassignments take that to 347 minutes and five take it to 635, which is more than eight extra hours for one issue. Time lost per incident has grown from three hours and three minutes in 2021 to three hours and eighteen minutes in 2025, so routing now matters as much as speed. Requester time lost by number of reassignments, 1.77 million responses: [HappySignals, 2025](https://www.happysignals.com/global-it-benchmark-2026) ### Somebody checks the queue at nine in the evening Three quarters of support organisations already handle tickets outside normal hours, and twenty-nine per cent of them run a genuine twenty-four hour centre. The rest cover it with on-call staff, a chatbot or an outsourced team. After-hours tickets wait at least an hour longer, and service level attainment moves two to five points. Cover outside normal hours, and the share with a 24-hour centre: [HDI, State of Technical Support, 2024](https://www.businesswire.com/news/home/20240822538702/en/HDI-Announces-the-State-of-Technical-Support-in-2024-Training-is-an-Ongoing-Challenge-for-Support-Teams) ### Keeping the senior person pays for itself Thirty-one per cent of contact centre agents intend to move within six months, rising to forty-six per cent among agents under thirty-five. Replacing one costs about 20,800 dollars, and six months pass before the replacement matches an average performer. Until then the escalation queue rests on one name. Intent to leave, replacement cost and time to average output: [Verint, 1,000 agents, 2025, and SQM Group](https://www.verint.com/press-room/2026-press-releases/nearly-one-third-of-contact-center-agents-plan-to-quit-as-agent-experience-falls-short/) ### Where artificial intelligence landed here Twenty per cent of service leaders have cut agent staffing because of artificial intelligence, and forty-two per cent are hiring for new roles it created. Gartner expects half the companies that cut service staff for artificial intelligence to rehire into similar roles by 2027. Self-service fully resolves fourteen per cent of customer issues, rising to thirty-six per cent among the ones customers call very simple. Automation took the simple half. A person still takes the rest. [Gartner, 321 leaders and 5,728 customers](https://www.gartner.com/en/newsroom/press-releases/2024-08-19-gartner-survey-finds-only-14-percent-of-customer-service-issues-are-fully-resolved-in-self-service) ### What the queue rewards now - **Seventy-eight per cent of consumers want the fastest resolution over their preferred channel** - **Median first response on internal IT desks runs five minutes** - **Outsourced desks close sixty per cent on first contact against forty-four in-house** - **Philippine technology services earn $40bn a year and employ 1.9 million people** [See how we staff technology support](/solutions/#technology) ## Why offshore hiring is the practical answer here Four reasons a dedicated team in the Philippines fits this work, drawn from the same published sources as the figures above. - 01 ### The queue outgrew the day shift years ago Three quarters of support organisations already handle tickets outside normal hours and twenty-nine per cent of them run a genuine twenty-four hour centre. A Philippine team covers your evening and your weekend as its own working day, which is a far steadier arrangement than an on-call rota your engineers carry. - 02 ### Replacing a senior agent costs more than staffing ahead Thirty-one per cent of agents intend to move within six months, replacement runs about 20,800 dollars, and six months pass before the new person matches an average performer. Building depth into the team ahead of that moment costs less than living through it. - 03 ### Context is what makes an offshore desk work HappySignals measured 1.77 million responses and found outsourced desks close more on first contact, sixty per cent against forty-four, while costing the end user more time per incident overall. The lesson we took from it is to embed a team that holds your product knowledge rather than to run a transactional ticket desk. - 04 ### The sector is built around exactly this work Philippine technology services earn about 40 billion dollars a year and employ 1.9 million people, and the industry body now describes its own direction as a shift from capacity to capability. That is the same argument we make for a team that takes the hard tickets rather than the simple ones. ## How we staff it A dedicated team built around one operation, trained on your own steps, with one named account lead who answers for the result. - **Helpdesk and first-line support**First replies, saved responses and a clear route upward, held to your targets. - **Quality testing**Regression passes, exploratory testing, bug reproduction and release-candidate checks. - **SaaS operations support**New customer setup, subscription admin, renewals and the early signs of churn. - **Data and CRM administration**Migration, deduplication, enrichment, workflow upkeep and reporting. ### Malasakit runs this engagement Assess, design the solution, implement.
